How we know: Salesforce's Oct. 29, 2024 general-availability release; TechCrunch's same-day report by Brian Heater; Salesforce's own Wiley customer story; and Stuart Lauchlan's Sept. 17, 2024 Diginomica interview with Wiley at Dreamforce. Diginomica discloses that Salesforce is a "premier partner" of the site.
SoftwareCase study
Salesforce opens Agentforce to every customer. Its showcase result is a customer quote in its own release.
Salesforce says its AI agents can work without a human in the loop. The proof it offered at launch was publisher Wiley's back-to-school pilot, described by a Wiley manager in Salesforce's announcement.
From the archive. First reported by Diginomica, September 2024. Where it stands now: Scaled up, as of September 2026, Salesforce Ben, Sept. 16, 2026. Why I saved this: Agentforce launched at $2 per conversation, and the showcase result was a customer quote in Salesforce's own release. What stands out to me is how little outside evidence came with the launch.
October 2024 — Salesforce has made Agentforce, its platform for AI agents that answer customers and handle routine work, generally available. Here's what changed after the launch, what it cost, and what went wrong.
Cost and outcome (as of October 2024)
- Price: Agentforce Service Agent "starts at $2 per conversation," TechCrunch reported. (TechCrunch)
- Wiley's pilot result: "a more than 40% increase in case resolution, outperforming our old bot," per a Wiley manager quoted by Salesforce. (Salesforce)
- Customers named at launch: The Adecco Group, BACA Systems, OpenTable, Saks and Wiley. (Salesforce)
- Wiley's contract cost: not disclosed.
What Salesforce launched
Salesforce describes Agentforce as agents that take action on their own inside its software, not just suggest replies. Its release says "Agentforce doesn't depend on human engagement to get work done," a line TechCrunch quoted. TechCrunch described Agentforce as the successor to Einstein Copilot, Salesforce's earlier assistant, and reported that CEO Marc Benioff had dismissed Microsoft's Copilot as "Clippy 2.0."
Pricing is per conversation rather than per user seat. TechCrunch reported that the Service Agent, which handles customer questions, starts at $2 a conversation. That puts the cost on the volume of contacts, so a busy season costs more.
The release named five early customers: The Adecco Group, BACA Systems, OpenTable, Saks and Wiley. Only Wiley's quote included an outcome figure.
What Wiley says it got
Wiley, the education and research publisher, piloted Agentforce on student service during back-to-school season, its busiest period. In the release, Kevin Quigley, identified as "Director, Process Improvement, Wiley," said: "Piloting Agentforce made a noticeable difference during one of our busiest periods — back-to-school season. It's been exciting to go live with our first agent, and we've seen a more than 40% increase in case resolution, outperforming our old bot. Agentforce helps to manage routine responsibilities and free up our service teams for more complex cases."
Salesforce's own Wiley customer story says the agent answers questions from Wiley's knowledge base, "can automatically resolve account access issues and reset passwords," and triages registration and payment issues, directing students to the right resources.
Six weeks before the release, Diginomica's Stuart Lauchlan interviewed Quigley at Salesforce's Dreamforce conference and identified him as "Senior Manager, Continuous Improvement." Diginomica discloses that Salesforce is a "premier partner" of the site. Wiley operates in 20 countries, and Diginomica described back-to-school as its "Super Bowl time." Quigley told Diginomica Wiley had moved the topics its old chatbot covered to the new agent and expanded "to virtually everything in our knowledge base." He also said: "We've seen an over 40% increase in our case resolution when you compare the agent to our old chatbot."
Salesforce's customer story is headlined "Wiley sees 213% return on investment with Salesforce." Its body ties the 213% to onboarding seasonal agents 50% faster with "AI productivity tools," within Wiley's Service Cloud setup, Salesforce's broader customer service software, not to the Agentforce pilot.
The comparison point for the 40% figure is Wiley's previous bot, not its human agents. Neither source defines "case resolution," says how long the pilot ran, or gives the number of conversations.
What went wrong
- The proof is a quote. Wiley's 40% figure appears in Salesforce's release and a Dreamforce interview; there's no published method.
- The baseline is low. The figure compares the agent with Wiley's old chatbot, not with human staff.
- The ROI figure isn't about the agent. The 213% return is tied to Service Cloud, not Agentforce.
- No independent check. Both sources for Wiley's result are Salesforce-connected: Salesforce's release and customer story, and an interview at Salesforce's own conference by an outlet that calls Salesforce a premier partner. We found no independent source confirming it.
- The cost is open-ended. Per-conversation pricing means the bill grows with demand, and Wiley hasn't said what it pays.
- What we don't know yet: how Wiley measures case resolution, how many conversations the pilot covered, and how often the agent handed off to a person.
Our follow-up question for Wiley
How does Wiley define case resolution, and how many conversations was the 40% figure based on?
Later developments (added Oct. 2026)
- An undated Salesforce customer story on Wiley, accessed Oct. 2026, gives a source for the 213% figure: it says Wiley was able to "onboard seasonal agents 50% faster, leading to a 213% return on investment and $230,000 in savings" with "AI productivity tools." The story ties that return to its Service Cloud implementation, not to Agentforce alone. It repeats the 40% figure as "in the first few weeks of use." (Salesforce)
- In September 2025, Benioff said Salesforce had cut its own support staff from about 9,000 to about 5,000 using Agentforce (CNBC). See Part 2.
